When two sales reps message the same lead, fix ownership and workflow coordination before asking everyone to be more careful. Give each active enquiry one responsible owner, make the conversation history visible and pause overlapping automations when a person takes over.

Duplicate outreach can make a small business appear disorganized and create conflicting promises.

Identify where duplicates begin
Check whether the same person enters through a form, phone call and message channel as separate records. Compare identifiers your business can reliably match, such as normalized email or phone number. Do not merge people merely because their names are similar.

Review what happens when two enquiries arrive almost simultaneously. A system that creates a new record for every event can trigger several reps and sequences.

Define one owner and one next action
Use a documented assignment rule: existing customer owner, territory, service specialization or an appropriate rotation. Specify who receives unassigned leads and how long they can remain untouched.

A shared inbox can have several viewers while the enquiry still has one accountable owner. Avoid confusing permission to see the conversation with permission to run independent outreach.

Coordinate human and automated messages
On a human reply or an active conversation, pause generic nurturing where appropriate. When the owner changes, transfer the existing history and tasks rather than restarting the welcome sequence.

Define events precisely. 'Assigned' may not mean a rep actually contacted the person. 'Replied' may refer to the customer's reply rather than a staff note. Test the events your CRM exposes.

Create a safe reassignment process
If an owner is absent or misses the agreed response window, reassign the task visibly. Notify the old owner and cancel their pending outreach. Preserve the original appointment or commitment.

For team selling, nominate a lead contact and define each colleague's role. The customer should not need to manage your internal coordination.

Test the collision cases
Submit the same test enquiry through two channels, reply while a scheduled follow-up is pending, change the owner, and resubmit after an old deal was closed. Check the contact record, active workflows and scheduled messages after each scenario.

Hypothetical example: a form submission creates a new record while a WhatsApp reply updates an older one. Pausing only one record leaves the other sequence active. The repair needs record matching as well as a stop rule.

Track duplicate messages and unassigned enquiries during the pilot. A lower duplicate rate should not come at the cost of leads that nobody contacts.

CMH Consultancy can review lead capture, deduplication and assignment together. Bring examples of duplicate outreach with private customer details removed so the fault can be reproduced and corrected.
